Call centre phone systems

For teams that live on the phone: queues that share calls fairly, callers who are not left on hold for ever, and supervisors who can see what is happening right now.

Contact us

In short: A call centre phone system is a business phone system with call-centre features built in: call queues with ring strategies, agent log in and log out, callback, wallboards, supervisor listen, whisper and barge, recording and reporting. It suits inbound or outbound phone teams that do not yet need a full multi-channel contact centre.

What makes a phone system a call centre phone system

Any business phone system can ring a group of phones. A call centre phone system manages the calls that cannot be answered straight away, and shows you how well the team is coping. The core features are:

  • Call queues with greetings, position-in-queue or wait messages, and music on hold
  • Ring strategies that decide which agent is offered the next call
  • Agent log in and log out, so only staff on shift receive queue calls
  • Callback, so callers can hang up and keep their turn
  • Overflow and time-outs, sending calls to another team, voicemail or a message when waits get long
  • Wallboards showing calls waiting, longest wait and agents available
  • Supervisor tools to listen, whisper and barge
  • Recording and reporting on answered and missed calls, waits and busy periods

Definitions of these terms are in our phone system features glossary.

Ring strategies explained

The ring strategy has a big effect on how fair and fast a queue feels. Names vary by platform; these are the common ones:

StrategyHow it worksGood for
Ring allEvery available agent rings at once; the first to answer gets the callSmall teams where speed matters most
Hunt (prioritised or serial)Agents ring one by one in a set orderPutting experienced staff first, or a simple form of skills routing
Round robinCalls are shared evenly among logged-in agentsSpreading workload fairly
Longest waiting or longest idleThe agent who has been free longest gets the next callBusy queues with steady demand
Fewest answered or least talk timeThe agent with the fewest calls or least talk time is offered the callBalancing effort across a shift
Skills-basedCalls go to agents in the most suitable skill group first, then overflow to othersTeams with specialists such as billing or technical support

3CX documents all of these strategies for its call queues, with skills-based polling reserved for the 3CX AI edition. Microsoft Teams Phone call queues offer attendant, serial, round robin and longest idle routing, and Microsoft recommends round robin or longest idle.

Wallboards, supervisors and reporting

Supervisors need two kinds of information. Live information answers "what is happening now?": calls waiting, the longest wait, which agents are free and whether the service level is slipping. Historical reporting answers "how did we do?": answered and abandoned calls, average wait and handling times, and the busiest hours, so you can plan staffing.

Look for alerts as well as screens. 3CX, for example, includes SLA alerting in its PRO and AI editions, and each queue's SLA time feeds its SLA breach reports. Teams Phone call queues let you set a service level threshold for the same purpose. Supervisor listen, whisper and barge turn a wallboard from a scoreboard into a coaching tool: a supervisor can hear a struggling call, prompt the agent privately, and join if needed.

Inbound, outbound and blended teams

Inbound teams care most about queues, callback and service levels. Outbound and blended teams also need:

  • Outbound caller ID per team, so customers see a number they recognise and can return
  • Click to dial from the CRM and automatic call logging. See phone system CRM integration.
  • Recording of outbound calls, with the same notification and retention rules as inbound. See business call recording.
  • Enough simultaneous call capacity for the busiest hour. On 3CX this matters for licensing too, because simultaneous calls count internal and external calls. See 3CX pricing.

Comparing the options

We supply several platforms with call-centre features, and recommend by fit:

The 3CX Basic edition does not include contact centre features, so a 3CX call centre needs PRO or AI. Compare them in 3CX editions compared. For Teams in more depth, read contact centre for Microsoft Teams.

Call centre phone system or cloud contact centre?

Choose a call centre phone system when calls are the main channel and the team is small to mid-sized. You get one platform for the whole organisation, so reception, back office and the call centre can transfer calls freely.

Move up to a cloud contact centre when you need chat and messaging in the same queues, routing across many skill groups, long recording retention, or detailed service-level reporting for a large team. Many organisations start with a call centre phone system and add contact centre tools later.

How we set it up

  1. Measure demand. We look at call logs to find peak hours, wait times and abandoned calls.
  2. Design queues. Ring strategies, overflow, callback, opening hours and messages.
  3. Choose devices. Headsets and softphones for agents, with desk phones where needed. See softphone apps.
  4. Connect systems. CRM integration, recording and reporting set up and tested.
  5. Train and support. Agents and supervisors trained, with UK support for changes after go-live.

Frequently asked questions

What is a call centre phone system?

It is a business phone system with features for handling calls at volume: queues, ring strategies, agent log in and log out, callback, wallboards, supervisor tools, recording and reporting. It suits teams that mainly work on the phone.

Which ring strategy should a call queue use?

It depends on the team. Round robin or longest waiting spreads calls fairly in a steady queue; ring all is fastest for small teams; hunt or skills-based routing sends calls to specialists first. Many teams use different strategies for different queues.

Can callers request a callback instead of waiting?

Yes, on most platforms we supply. 3CX queues and Microsoft Teams Phone call queues both support callback, so callers can hang up and be called back when an agent is free.

Do agents need desk phones?

No. Agents can work in a softphone or app with a good headset, in the office or at home. Desk phones are still available for anyone who prefers them.

How much does a call centre phone system cost?

It depends on the platform, the number of agents, recording and reporting needs, handsets and contract term. Ask us for a quote and we will compare the options for your team.
